Why the first business to reply wins the customer, and how to automate it
Most customers enquire with several businesses at the same time, and the one that replies first with something useful usually gets the conversation. You don't need a bigger team to be first. You need a faster first reply, and that part can be automated.
What the research says
The best-known study on this is "The Short Life of Online Sales Leads", published in Harvard Business Review in 2011 by James Oldroyd, Kristina McElheran and David Elkington. Looking at 1.25 million sales leads from 42 companies in the US, they found that firms that tried to contact a customer within an hour were nearly seven times as likely to have a meaningful conversation with a decision maker as firms that waited even one hour longer, and more than 60 times as likely as firms that waited a day or more.
The same research found that many companies were slow: in a separate test, 23% of the companies never replied to an online enquiry at all.
The study is from the US and more than a decade old, but the lesson has only become stronger since. In the UAE, where customers expect a WhatsApp reply within minutes, a slow answer often means a lost customer.
Why replies are slow in most businesses
- Enquiries arrive in the evening and at weekends, when nobody is watching.
- They land in different places: WhatsApp, Instagram, email and website forms.
- The person who should reply is busy with the customers in front of them.
- Every reply is typed from scratch.
Five ways to reply faster, from simple to automatic
- Quick replies in WhatsApp Business. Save your most common answers and send them with a shortcut. Free, and set up in ten minutes.
- An away message. When you're closed, send an automatic reply that says when you'll respond and links to your prices or booking page.
- One inbox. Bring WhatsApp, Instagram and website enquiries into one place, so nothing gets missed.
- A booking link. Let people pick a time themselves instead of going back and forth.
- AI automation. An AI assistant replies within seconds with a useful answer, asks a couple of qualifying questions, offers a time to talk, and hands the conversation to you with a summary. Your team only spends time on people who are ready.
What good automation looks like
- It answers the actual question, using your real prices and information.
- It sounds like your business, not a robot.
- It always offers a way to reach a person.
- It tells you who is serious, so you call those people first.
